Dear Greg,
I’m writing to express my disappointment with the service I received today from a young manager named Pearl.
I have been coming to your café for my morning coffee since you opened. Your team has always been kind, friendly, and welcoming, which is why I chose to switch from Costa and Café Nero to buying my iced matcha and iced americano here daily.
Today I ordered my usual iced americano. I was served an iced latte instead. When I pointed this out, Pearl responded dismissively, stating, “No, this is an americano, and this is how it’s served.”
One of your other staff members, who appeared more experienced, tried to explain that I’m a regular and have been getting iced americanos here consistently.
Pearl cut her off sharply in front of me and refused to listen. She then immediately processed a refund and made it clear she was not interested in resolving the issue.
When I said I would leave a negative review, she reacted with an attitude that suggested she didn’t care.
I left and went to Costa, where I received professional service from staff who know the difference between an americano and a latte, and who treat each other and customers with respect.
Because of how I was treated today I will not be returning. I shouldn’t have to accept aggressive behavior as a customer.
My advice would be to consider promoting from within. You have excellent, experienced staff who understand your regulars and your standards.
Placing inexperienced staff in managerial roles over them risks damaging the reputation and customer relationships you’ve built.
I hope you address this internally, as I believe your business deserves better.

What happens to your leftover food?
We’ve been donating unsold food for a long time. Originally our bakeries would team up with large charities who would help distribute it to smaller organisations.
This process remains in place, though we’ve also worked hard to increase the amount of unsold food donated by our shops and we currently support a network of 1,077 local good causes.
In 2022, we redistributed 1,800 tonnes of unsold food through our Outlet shops. A share of the profits from the outlets, totalling £450,000, was then donated back into the communities we serve.
